There is a familiar moment in operations: somebody opens the queue, sees 1,800 tickets, and asks the question everyone already knows is coming.

“How are we going to get the backlog down?”

So the machinery starts. Aging reports. SWAT teams. Overtime. Ticket scrubs. Managers chasing assignees. Red, amber and green spreadsheets explaining why yesterday’s backlog is still today’s backlog.

Useful? Sometimes. But we may be managing the wrong thing.

A queue is not really a pile of tickets. It is a constantly changing set of customer commitments, technical dependencies, capacity constraints, risk signals and decisions about what should happen next.

Traditional queue management tends to freeze that complexity into fields: priority, age, SLA, assignment group. Then humans repeatedly inspect those fields and decide what to pull forward.

Agentic Operations changes the unit of management from backlog to flow.

Imagine an operational agent continuously reading demand patterns, service context, aging, repeat contacts, customer impact, skills availability, downstream dependencies and SLA exposure. It can predict where tomorrow’s pressure is forming before the queue becomes ugly.

More importantly, it can act.

Routine work can be dynamically reprioritized. Stalled tickets can be identified because nothing meaningful has happened, not simply because a clock crossed an arbitrary threshold. Work can move between teams when capacity changes. Similar incidents can be clustered. Customers approaching an avoidable breach can be protected before the breach appears on a dashboard.

That is a very different operating model from giving managers a prettier backlog report.

But here is the catch: autonomous prioritization is an exercise in decision rights.

If an agent moves one customer ahead of another, reassigns work across organizational boundaries, defers low-risk demand or initiates remediation, someone has to define the authority behind those decisions. What can the agent decide? What requires human validation? Which customers, services or regulatory conditions override the optimization logic? When does the agent stop and escalate an exception?

Without that governance, we have not created Agentic Operations. We have created an extremely fast queue manager with unclear accountability.

The executive opportunity is bigger than reducing ticket count. It is to redesign operational flow around outcomes: fewer aged tickets, fewer avoidable SLA breaches, lower repeat demand, better capacity utilization, faster restoration and better customer experience.

The interesting metric may eventually stop being, “How many tickets are in the backlog?”

It may become, “How much work is flowing safely without needing management intervention?”

That is where Agentic Operations gets interesting.
